SUMMARY

Fresh benchmark data on how customer leaders are actually using, funding and measuring AI, and why NRR hasn't moved.

ChurnZero's seventh annual Customer Revenue Leadership Study surveyed customer leaders, 70% of them director or above, on how they are using AI. The headline: 97% now use it, AI deniers are gone, and AI is a well-protected budget line. Yet most use is still tactical, 63% of CS teams can't measure its impact, and NRR has been flat for three years. YouMon Tsang walks through the numbers so you can see exactly where your team stands.

CONTENT & TRANSCRIPT

Speaker: YouMon Tsang, Founder & CEO, ChurnZero
Session Content: 80% of leaders formally fund AI, 70% have built a tool, and 88% are optimistic or cautiously optimistic. But 63% use AI for tactical work and only 16% strategically, and about 20% let AI make decisions. Measurement lags: 49% of all respondents, and 63% of CS teams, have no consistent way to measure impact, and most who do measure time saved rather than revenue. YouMon suggests book of business per head as a practical ROI proxy and NRR points as the best one. Money follows AI: growing budgets go to AI first, shrinking budgets come mostly out of headcount, 52% of headcount reductions were attributed to AI absorbing work, and only 14% plan to add headcount in the next 12 to 18 months. 45% say their company's public AI story outpaces reality.
NRR has been flat for three years despite AI, which YouMon attributes to shifts in the market: the move away from seat licenses, AI spend crowding out other budgets, build versus buy, and changing ways of working, so many companies must find product-market fit again. Teams using AI strategically fare better: 65% of them report NRR of 100% or more. His optimistic view is that the CSM role finally becomes what job descriptions always asked for, a strategic, consultative advisor with a bigger book. His caution is that this year feels less like the dot-com boom and more like COVID: the future feels unknowable, so plans must be made and remade.
